Resolve Non-Critical HR Case

An out-of-the-box ServiceNow agentic workflow that evaluates an HR case's criticality and, for non-critical cases, retrieves relevant knowledge articles and catalog items and responds to the employee automatically without human intervention.

Recorded characteristics

Function
Out-of-the-box ServiceNow agentic workflow in HR Service Delivery. After the separate Predict service and Transfer HR cases workflow completes, a business rule can trigger this workflow, which uses an HR criticality detection AI agent to classify the HR request as critical or non-critical. For non-critical requests, an HR search and notify AI agent searches for relevant HR knowledge articles and catalog items, synthesises a recommendation and notifies the employee, which ServiceNow describes as automatically responding to non-critical inquiries without human intervention. Requests classified as critical are flagged for human agent intervention and are handled by a separate workflow that is outside this record.
Data access
ServiceNow documents this workflow reading: the HR case record and its details, where the criticality detection agent analyses urgency, sensitivity and keywords; and HR knowledge articles and catalog items relevant to the request, retrieved by the HR search and notify AI agent. Employee contact and channel information is used to deliver the notification (Employee Center portal, email, Now Assist Virtual Agent chat, Microsoft Teams). ServiceNow does not establish for this specific non-critical workflow whether case attachments, full case history, or broader employee HR profile records are read.

Administrative control
Administrators access the workflow at AI Agent Studio > Agentic workflows > Resolve noncritical HR cases. ServiceNow documents: the Status toggle on each AI agent's Define availability screen must be enabled to activate the agent; the out-of-box Trigger non critical use case business rule contains the conditions and criteria for the centres of excellence and HR VIP profiles and can be copied or modified to control when the workflow runs; the workflow's instructions can be changed by duplicating it, adjusting the settings and activating the new version; and the criticality detection agent's English-language prompt instructions can be customised to an organisation's own definition of critical and non-critical. The workflow can be exercised from the Testing page of AI Agent Studio, where an AI agent decision log shows the agents working on the case; ServiceNow states this decision log is intended for testing purposes only. Platform-level AI Agent Studio governance applies, including deny-by-default ACLs for AI agents and agentic workflows, role-based Allow If ACLs, and role masking configuration which requires the sn_aia.admin privilege. ServiceNow does not document a production, non-testing audit log specific to this workflow.

Availability
Documented against the current Australia family release of ServiceNow HR Service Delivery documentation. The three modular out-of-box agentic workflows, including Resolve noncritical HR cases, are described as part of the Now Assist for HR December 2025 store release, with earlier May 2025 and September 2025 store releases having narrower scope. ServiceNow states the workflows additionally depend on HRSD Core, Group Action Framework and AI Search for an optimal out-of-box experience. ServiceNow's HRSD AI documentation notes that some AI products and features are unavailable for customers in FedRAMP, NSC DOD IL5 or Australia IRAP-Protected data centres, for self-hosted customers, in other restricted environments, and in Regulated Markets, and that some are available only in some regions. ServiceNow does not apply an explicit GA, Preview or Restricted Access label to this workflow in the sources reviewed.
Licensing
ServiceNow states that to use the agentic AI offering you need the Now Assist for HR application, which is part of the HRSD Professional Plus and HRSD Enterprise Plus SKUs, and that access to particular application features, generative AI skills, agentic workflows and AI agents depends on your licence.
External model or provider
Not established. ServiceNow's HRSD agentic AI documentation and community product guidance for this capability refer only generically to LLMs and do not name an underlying model or model provider for this workflow.
Limitations and uncertainty
Non-critical cases only: ServiceNow explicitly separates this workflow from the critical-case workflow, in which the AI generates a stepwise fulfillment plan that a human agent reviews and executes after manually triggering it from a UI action. This record makes no claim that critical cases are resolved autonomously. The documented automatic behaviour for non-critical cases is the generation of recommendations and an outbound notification to the requester; ServiceNow does not establish that the workflow itself writes the HR case state, resolution notes or work notes, and it documents the employee reviewing the recommendation, providing feedback or closing the case. ServiceNow explicitly states that as of the December 2025 release the agentic workflow does not handle assignment of cases to a group or user; any assignment continues to come from existing assignment, matching or Advanced Work Assignment rules. Criticality classification is prompt-and-instruction based; no numeric confidence score or threshold gating automatic resolution is documented, and behaviour when no relevant knowledge article or catalog item is found is not established for the non-critical path specifically. The out-of-box workflows are described as available for HR services with fulfillment type Manual. Runtime execution identity is not established: ServiceNow documents a platform-level choice between running as an AI user or as a dynamic user with optional role masking, but does not state which mode the out-of-box Resolve noncritical HR cases workflow ships with. External action capability is unknown: no ServiceNow documentation reviewed establishes this workflow changing state in a system outside ServiceNow, and outbound notification alone is not treated as an external operational action. Default state is not established: ServiceNow documents required activation and configuration steps but no source reviewed states the out-of-box workflow or its trigger is disabled on installation. ServiceNow's general AI notice asks customers to employ human oversight and not rely solely on AI-generated output for decision-making.
